The quality of client service cannot be evaluated objectively when the entire process is viewed only from a professional perspective. Architect Raúl Llorente emphasizes that even the most carefully designed internal procedures can never replace the personal experience of someone going through the property purchasing journey independently. At RentSale RealEstate, we launched an internal experiment in which our real estate agents temporarily stepped away from their professional roles and became ordinary buyers, allowing them to experience every stage of the process from the client’s point of view and identify opportunities for meaningful improvements.
The experiment began long before the first property viewing. Each participant received an individual buyer profile with different financial capabilities, family circumstances, investment objectives, and purchasing deadlines. They then contacted colleagues as genuine clients without revealing their involvement in the project. This approach created completely natural interactions and made it possible to evaluate response times, the quality of initial consultations, the clarity of communication, and the completeness of information without the influence of internal expectations or professional assumptions.
The following stage focused on visiting residential properties. During every viewing, participants assessed not only the apartment itself but also the overall client experience. Particular attention was given to the clarity of explanations regarding the building’s technical condition, neighborhood characteristics, engineering systems, ongoing ownership expenses, future value potential, and the legal aspects of the transaction. At RentSale RealEstate, we analyze these elements as the foundation of trust because clients build confidence through accurate, transparent information rather than emotional presentations or persuasive sales techniques.
A separate part of the project concentrated on communication after each viewing had been completed. Participants recorded how quickly follow up responses were received, whether additional questions were answered thoroughly, how logically alternative recommendations were presented, and whether suggested properties genuinely reflected the buyer’s original objectives. The collected observations demonstrated that a highly personalized approach consistently creates greater client confidence than simply offering the largest possible selection of available properties.
Another important component involved simulating unexpected changes throughout the purchasing process. Buyers adjusted their budgets, postponed decision making, requested additional legal document reviews, or completely changed the type of property they were searching for. These scenarios made it possible to evaluate the flexibility of transaction support and the ability to reorganize the search strategy without reducing the quality of consultation. Since such situations frequently occur in real transactions, they provided valuable insight into the effectiveness of existing service standards.
After every scenario had been completed, each consultation underwent a comprehensive review. Communication techniques, the sequence of questions, the quality of recommendations, the strength of supporting arguments, and the overall relevance of proposed properties were carefully examined. The experiment also examined the emotional side of purchasing real estate. Participants identified situations where excessive amounts of information complicated decision making, as well as moments when additional explanations regarding technical or legal issues would have reduced uncertainty. These observations became the basis for updating internal consultation guidelines, improving viewing preparation, and refining post viewing communication with future clients.
The conclusions of the project led to a comprehensive revision of client service standards. The structure of the initial consultation was redesigned, the amount of information provided before property viewings was expanded, personalized recommendation procedures were strengthened, and follow up communication principles were updated.
